# A take-a-number line for a service counter: lanes, codes and honest waits

Ask every visitor why they came, give each reason its own time, and quote the wait from the mix of visits instead of the head count. That one change makes a counter line believable. Here is how to set up the reasons, what a calculator shows when the mix is uneven, and what to measure.

## Why a counter line goes wrong

A counter sees very different visits in one line. A document drop-off takes five minutes and a title transfer takes 25. A paper ticket sorts none of that, and a sign that says “about 15 minutes” is right only on the day the mix is average.

Three things go wrong together. Visitors cannot tell whether the wait is ten minutes or an hour. Agents are interrupted by “how much longer?”. And nobody can staff the counter from data, because the only record is a torn roll of numbers.

The remedy is the same at a notary, a shipping desk, a licence office or a repair drop-off. Ask for the reason, time the reason, and call the next visitor from one place.

## Reasons are your lanes

In the NextUp app a counter’s line runs on visit reasons. The visitor picks one reason when they join, such as “Vehicle registration” or “Order pickup”. The agent sees it before the visitor reaches the window, and it carries its own time.

Two starter menus come with the counter business type: a customer service desk and a city or campus office. They are a starting point. A notary, a shipping desk or a passport photo counter simply adds its own reasons with its own minutes.

Keep reasons to the handful that really differ in length. Ten reasons that take 10 minutes each are one reason. Two reasons, five minutes and 25, are two.

## Quote the wait from the mix, not the head count

A head count multiplies the people ahead by one average and divides by the agents. It is fine when visits are alike. It is wrong in a lopsided line, and a lopsided line is exactly when visitors check the screen.

The calculator shows the gap. Try six long visits and two quick ones with the average left at 15 minutes. The head count looks calm, and the mix says otherwise.

The NextUp app offers both methods per location. The average method does the head-count arithmetic. The services method plays the line forward using each visitor’s chosen reason and counts how long the visits in progress have already run. Insights then shows how close the quoted waits came to the real ones, so you can see which method fits your counter.

Quote the wait from the mix of visits, not the head count

Enter who is in line right now, by the length of the visit they came for. The first number is a plain head count times one average. The second adds up each visitor’s own reason.

Assumes every agent can serve every reason and splits the work evenly. A live line also counts how long the visits in progress have already run, so its quote moves as the day does.

## Priority, codes and windows

These are off until you switch them on for a location (Locations, then Priority, tickets and windows). Leave them off and the line stays first come, first served.

- **Priority.** The line is read by level first, then arrival: urgent, accessibility, then everyone else. A visitor can tick “I need priority seating or help” when they join, and staff can set or clear a level on any row. Each change records who made it and why.
- **Private by design.** The TV and the other visitors never show who has priority. The visitor’s own page says they have been moved up. Priority never changes who is already called or being served.
- **Ticket codes.** A012 instead of a name on the TV and the visitor’s page. Each kind of visit can have its own letter, the count restarts each morning, and a name becomes optional on the join form.
- **Numbered windows.** A label for each agent, such as “Window 3”, shows on the web TV’s call-up and on the visitor’s page.

For visitors without a phone, the door tablet in kiosk mode takes a number, and the ticket can print through the browser’s print dialog on a 58 or 80 mm receipt printer. It never keeps one visitor’s details for the next.

## Who serves what

A counter often has specialists. Two agents handle title transfers, and everyone handles drop-offs. The NextUp app lets you choose which agents handle which reason. “Call next” for an agent then skips visitors whose reason is not on that agent’s list, and the Staff Screen’s “My line” shows only the visits that agent can serve.

A manual call still works, because staff know best, and the row says “Not on your list”. Two limits are worth knowing. The wait quote does not change with those agent lists, so it can read a little short when only one specialist is on. And a location has one line, so a second department is a second set of reasons, not a second queue.

## How NextUp Walk-in handles it

The counter line, door tablet, TV, per-reason times, priority, ticket codes and windows are on every plan, from $29 a month for a location, and the Free plan covers one location with 50 check-ins a month. Each extra office is $19 a month on the Walk-in plan and runs its own line, TV and kiosk.

Visitors join from a phone or a kiosk, in seven languages, and wait anywhere. “Are you still coming?” checks on anyone who wandered off, and hours, a cap and a no-show timer let the line open, fill and close on its own. The lobby TV shows the code at each window and who is next.

## Measure it against a target

A counter that is not measured is argued about. The Service report, under Operations in the dashboard, shows for each agent and each reason the visitors served, the average wait, the time at the counter, the slowest tenth of waits, and the share seen within a target you set, with the count that went past it. It is a page and a CSV.

Read it weekly. If title transfers run past the target while drop-offs do not, the answer is a fourth agent for the title hours, not a longer sign. The Monday summary email shows the busiest weekday and hour for the same reason.

## Questions

### Can this replace a paper ticket dispenser?

Yes. Visitors join from their phone or take a numbered ticket at the door tablet, and the TV shows the code at each window.

### Do priority and accessibility lanes show on the TV?

No. The TV and other visitors never show priority. Only the visitor’s own page says they have been moved up.

### Can different agents handle different reasons?

Yes. Choose which agents serve which reason, and “Call next” skips visits an agent is not on the list for. A manual call is still allowed.

### Can one location run several separate service lines?

Not as separate queues. A location has one line, and different departments are handled with different reasons and agent lists.
